Made a significant turnaround on how each screener is being evaluated hence supplying the right QA audit principle – Resolution and Compliance. • Originated MSN T/S checklist that was handed over during previous QBR and now passed over across other vendors. STAFF DEVELOPMENT • Developed strong employee and support productivity and ability to identify root cause of problems and trends; re-create, and mobilize action planning. • Established solid, positive, and productive work environment as a source of being the top shift Three months after on boarding from Team Manager role, September ’09 to November ’10. SCHEDULING AND PLANNING • Developed Floor Support coverage on a daily and weekly basis. Allot 1:14 ratio per agent and TL per hour interval. • Formulated the Leadership schedule on a weekly interim therefore having appropriate work and off transition across the program. • Strategize ATO starting Q4 ’09 in accordance to the deficit in forecasted calls hence improving a section of program’s revenue and service level at the same time. • Increased the SIL allocation by 2%-3% during low call volume week. Real time coordination with operations and WFM during minimal leave application. • Drive OT campaign due to Staffing deficit or not meeting AHT projection resulting to 11% SL improvement. • Manage and apportion schedule ids across inter-shift. Assisted co-Shift Leads in the process to ensure smooth transition over the next weeks. • Oversee and administer CMS roster per shift and team level.
